Freshdesk is a customer service help desk that turns incoming email, chat, phone and social messages into tickets your team can track and close. It sits in the mainstream of the help desk category: a shared queue, automation rules, SLA targets, a self-service knowledge base and reporting on top. It comes from Freshworks, which also sells CRM, IT service management and HR products, so it is often chosen by teams who want the option of adding more Freshworks tools later.
What you can actually do with it
Most teams start with the ticket queue and gradually turn on the automation and self-service parts.
- Consolidate channels into one queue. Email, web forms, chat and messaging channels such as WhatsApp, Facebook Messenger and Instagram land in the same place, with phone available through the wider Freshworks stack.
- Automate triage and assignment. Rules can categorise, prioritise and route tickets automatically, and higher tiers add intelligent and skill-based routing rather than simple round-robin.
- Set and enforce SLAs. You can define response and resolution targets, escalate breaches to managers, and run different policies for different customer groups or products.
- Run a customer self-service portal. A knowledge base and branded portal let customers find answers and check ticket status without emailing you, which is where most volume reduction comes from.
- Use AI on both sides of the desk. Freddy AI can answer common questions directly, suggest replies and next steps to agents, and summarise long threads.
- Avoid duplicate work. Collision detection, canned responses, ticket merging and parent-child tickets stop two agents answering the same person twice.
- Report on the queue. Standard reports cover volume, first response and resolution times, agent workload and satisfaction, with custom dashboards on higher plans.
Who it fits best
Freshdesk fits small and mid-sized support teams that have outgrown a shared mailbox and genuinely need ticket structure — categories, priorities, SLAs and reporting a manager can act on. Ecommerce operations, software companies and service businesses handling a few hundred tickets a month upwards are the typical profile.
It also suits organisations that expect to grow into more formal processes, or that want IT support and customer support from the same vendor. If your support is five emails a day and a friendly tone matters more than metrics, it will feel heavier than you need.
Things worth knowing before you commit
- Per-agent pricing plus add-ons. Seats are billed per agent per month, but AI copilot capability and extra AI agent sessions are separately priced add-ons, so the sticker tier is not the whole cost.
- Important features sit in upper tiers. Custom dashboards, multiple SLA policies, intelligent routing and audit logs are gated by plan, and teams often find they need a tier above the one they first budgeted for.
- Configuration takes real effort. Automations, ticket fields, SLA policies and portal branding all reward setup time. Rolled out casually, it becomes a mailbox with extra clicks.
- The customer experience is ticket-shaped. Auto-replies with reference numbers are the default feel. If you want replies that read like a person emailing back, expect to spend time softening templates.
- Product boundaries can blur. Freshworks sells several overlapping products, and working out what belongs in Freshdesk versus Freshservice or the CRM is a real part of the evaluation.
Alternatives to compare it against
Zendesk is the most direct comparison and generally the choice when you need the deepest ecosystem of apps and integrations. Help Scout is the better fit if you want a shared inbox with a personal, non-tickety customer experience and simpler setup. Zoho Desk is worth checking if you already run other Zoho apps, since the bundle economics change the maths. For internal IT support specifically, compare against Freshservice or a dedicated ITSM tool rather than stretching a customer help desk to fit.
